The licensing gate, stated plainly

Service Agent requires a Dynamics 365 Customer Service license in the Enterprise or Premium edition to access case data. A Microsoft 365 Copilot license unlocks the fully integrated experience.

For independent agencies this is the whole decision. Map the capability list onto agency service work and the picture is uneven. Some steps get genuinely faster. Most are untouched, because they involve a carrier portal, a signature, or a document that Dynamics 365 never sees.

The pattern is consistent: Service Agent is strong on reading, summarizing, and writing back inside one system, and absent everywhere the work crosses a boundary. That is exactly the shape of agency service work — which is why the honest expectation is a meaningful improvement to a minority of tasks, not a step change in headcount.

Certificate handling is the clearest example. It is the highest-volume, lowest-judgment task in most agencies, it crosses the AMS and the carrier, and it is untouched by this release. Several large percentages have attached themselves to this release, and none of them measure Service Agent. It is worth knowing which is which before one lands in a board deck.
